> Classify recurring tour and attraction complaints, assign owners, choose product or communication changes, and measure whether problems decline.

Tourpublish is the publishing layer above your reservation system, not a reservation platform. Every tour operator should be able to publish everywhere from one place.

Use this worksheet to turn public reviews into operational changes, assign accountability and test whether complaints decline.

## 1. Review log

Create a tab named **Review Log** with these columns:

| Column | What to record |
| --- | --- |
| Review ID | Platform reference or internal ID |
| Review date | Date published |
| Experience date | If known |
| Platform | Google, Tripadvisor, GetYourGuide, Viator, direct survey |
| Product | Tour or attraction |
| Option or departure | Time, language, route or ticket type |
| Rating | Star score |
| Review text | Original wording |
| Complaint present | Yes or No |
| Primary theme | Main complaint code |
| Secondary theme | Optional second code |
| Journey stage | Discovery, booking, arrival, experience, departure, follow-up |
| Severity | 1 to 4 |
| Controllable | Yes, Partly or No |
| Evidence | What specifically happened |
| Root-cause hypothesis | Probable reason, not yet treated as fact |
| Owner | Role accountable for investigating |
| Required change | Product, operations, communication, supplier or no change |
| Action ID | Link to the action register |
| Public response due | Platform deadline or internal target |
| Response status | Not needed, pending or replied |
| Verified outcome | Fixed, improved, unchanged or inconclusive |

## 2. Complaint taxonomy

| Code | Complaint | Common signals | Default owner | First checks | Likely intervention |
| --- | --- | --- | --- | --- | --- |
| MPT | Meeting point | Could not find guide, wrong entrance, unclear landmark | Operations | Voucher, map pin, signage, guide position | Correct pin, add landmark photo, arrival instructions and emergency contact |
| CRD | Crowding | Packed, oversold, rushed, could not hear or see | Operations or product | Group size, departure spacing, venue capacity | Reduce capacity, stagger departures, change route or set expectations |
| ACC | Accessibility | Steps not disclosed, wheelchair issue, unsuitable pace | Product | Listing claims, route audit, vehicle and toilet access | Correct accessibility statement, offer alternatives, train staff |
| TRN | Transport | Late pickup, missed stop, poor vehicle, long transfer | Transport lead | Pickup manifest, timings, driver record | Adjust schedule, supplier SLA, live updates, clearer pickup boundaries |
| PHT | Photo expectations | View did not match listing, photo stop missed, images unavailable | Content or product | Listing images, itinerary, weather wording | Replace misleading images, disclose conditions, guarantee or remove photo stop |
| QUE | Queues and waiting | Skip-the-line confusion, long wait, slow entry | Operations | Ticket type, security rules, entry slot | Clarify what is skipped, change slotting, add queue-time warning |
| COM | Communication | No update, unclear instructions, language problem | Customer operations | Email, SMS, voucher and contact history | Rewrite messages, add timed reminders, improve escalation |
| TEC | Technology | QR code failed, app problem, ticket would not load | Product or engineering | Device, browser, ticket system and provider logs | Offline voucher, clearer recovery path, integration fix |
| GDE | Guide or staff | Rude, inaudible, rushed, poor knowledge | Experience lead | Guide, departure and prior pattern | Coaching, equipment, reassignment or quality review |
| VAL | Value mismatch | Too expensive, inclusions missing, upselling | Commercial or product | Price, duration, inclusions and competitor promise | Correct inclusions, improve delivery or revise price |
| CXL | Cancellation or refund | Cancelled late, refund delay, policy unclear | Customer operations | Timeline, policy and payment record | Rewrite policy, automate updates, shorten refund handling |
| SAF | Safety | Unsafe driving, missing briefing, hazardous route | Operations lead | Incident record and supplier evidence | Immediate investigation and temporary suspension if needed |

Do not classify legitimate accessibility or safety failures as personal preference.

## 3. Severity rules

- **1, minor:** Preference or isolated inconvenience with little effect on delivery.

- **2, material:** A promised element was confusing, delayed or partly missed.

- **3, serious:** The guest missed a substantial part of the experience or needed compensation.

- **4, critical:** Safety, discrimination, abandonment, serious accessibility failure or repeated systemic defect.

Escalate immediately when a complaint indicates safety risk, discrimination or a knowingly inaccurate product claim.

## 4. Root-cause classification

Give each complaint one principal cause:

- **Product design:** The experience itself needs to change.

- **Operational execution:** The design is sound, but delivery failed.

- **Communication:** Delivery matched the product, but the promise or instructions were unclear.

- **Supplier failure:** A transport, venue, guide or ticketing partner failed.

- **Technology:** Booking, voucher, app or integration failure.

- **Expectation mismatch:** Images, wording or inclusions created an unsupported expectation.

- **External condition:** Weather, closure or disruption outside reasonable control.

- **Insufficient evidence:** More information is needed.

“External condition” should not end the analysis if communication or contingency handling was still controllable.

## 5. Action register

Create a tab named **Action Register**:

| Action ID | Theme | Product | Problem statement | Evidence count | Baseline period | Baseline rate | Change selected | Owner | Due date | Status | Launch date | Review date | Post-change rate | Verdict |
| --- | --- | --- | --- | --- | --- | --- | --- | --- | --- | --- | --- | --- | --- | --- |

Write problem statements narrowly. For example:

>

Guests on the 09:00 departure cannot identify the guide at the north entrance because the voucher uses an outdated map pin.

Avoid broad entries such as “improve meeting points”.

## 6. Decision rules

Open an action when any of these applies:

- **Three complaints with the same theme within 30 days**

- **Two complaints tied to the same departure, guide, vehicle or location**

- **One severity 4 complaint**

- The complaint rate exceeds the preceding eight-week baseline

- Different platforms contain the same specific complaint

- The listing promise conflicts with actual delivery

Assign one accountable owner. Contributors can be added, but shared ownership should not replace accountability.

## 7. Measurement

Use rates rather than raw complaint counts:

**Complaint rate per 100 reviews**

`Theme complaints ÷ total reviews × 100`

**Affected-departure rate**

`Departures with theme complaint ÷ total departures × 100`

**Repeat rate**

`Complaints matching a previously identified root cause ÷ total complaints × 100`

**Resolution rate**

`Actions verified as improved or fixed ÷ actions reviewed × 100`

Compare:

- Four to eight weeks before the change

- Four to eight weeks after the change

- The same product, option and season where possible

- Review volume and average rating alongside complaint rate

Use these verdicts:

- **Fixed:** No recurrence across an adequate sample.

- **Improved:** Rate fell by at least 30 per cent.

- **Unchanged:** Movement is below 30 per cent.

- **Worse:** Rate increased.

- **Inconclusive:** Too few reviews or departures to judge.

## 8. Weekly dashboard

The dashboard should show:

- Total reviews and average rating

- Complaints per 100 reviews

- Top five complaint themes

- Products with the highest complaint rate

- Severity 3 and 4 complaints

- Actions overdue

- Themes improving after intervention

- Themes recurring after being marked fixed

- Median days from review to owner assignment

- Median days from assignment to implemented change

## Current platform guidance

- **GetYourGuide:** Suppliers have **30 days** to respond, but the platform recommends replying within a few days. Replies should be specific, professional, concise and ideally no more than two short paragraphs. [GetYourGuide response guidance](https://supply.getyourguide.support/hc/en-us/articles/23452254387997-Writing-effective-review-responses)

- **Google:** Reviews must reflect genuine, unbiased experiences. Incentives for posting, revising or removing reviews are prohibited. [Google review policy](https://support.google.com/business/answer/7400114?hl=en-GB)

- **Tripadvisor:** Management responses demonstrate that feedback is taken seriously, but each business should establish its own response strategy. [Tripadvisor management-response guidance](https://www.tripadvisor.com/business/insights/hotels/resources/add-management-responses-to-reviews)

- **Current complaint evidence:** Industry reporting on GetYourGuide’s Spring 2025 tracker identifies **crowding and poor technology** as prominent negative attraction-review themes. [Arival summary](https://arival.travel/article/crowding-poor-tech-top-complaints-with-attractions/)

The other categories are practical tracking themes, not claims that every market experiences them at the same frequency.
